연구배경
인구 감소에 따른 인건비 상승과 코로나19로 인한 언택트 문화의 대중화에 더해 IT 기술을 융합한 무인매장이 확산되고 있다. 추후 유통 4.0의 등장과 함께 다양한 유형의 무인매장 서비스가 고객들에게 새로운 경험을 제공함과 동시에 고객 만족도를 향상시키게 될 것이라고 전망된다. 따라서 본 연구는 무인매장에 익숙한 디지털 원주민(Digital Native)이라 불리는 Z세대를 중심으로 이들의 특성과 소비성향을 분석하여 무인매장 소비경험가치를 향상시키는 서비스 디자인 전략을 제안하는 데 목적이 있다.
연구방법
본 연구는 문헌연구를 바탕으로 무인매장의 사용자 경험 구성 요소를 도출하였고, 관찰 및 직접 체험을 이용한 미스터리 쇼핑과 여정맵을 통해 무인매장의 4가지 유형을 도출하였다. 이후 심층 인터뷰를 통해 추가 인사이트 및 Kano 모델의 경험요인을 구체화하였으며 Kano 모델과 Timko의 고객만족계수를 활용한 연령별 심층 분석을 통해 Z세대 사용자 서비스 개선 사항 및 서비스 블루프린트를 도출하였다.
연구결과
연구방법 분석결과 ‘무인매장에서의 사진 촬영’,‘다른 사용자와의 정보 공유’,‘대기시간에 이용할 수 있는 다양한 콘텐츠 제공’ 등의 항목이 경험가치를 중시하는 Z세대에게 매력적 품질요소(A)로 도출되었다. 따라서 1) ‘초개인화 커뮤니티 제공’ 2) ‘대기시간별로 이용 가능한 부가서비스 제공’ 3) ‘트렌디한 감성의 포토스팟 제공’의 서비스디자인 전략을 제안한다. 또한 사용자 여정 순으로 시각화한 서비스 블루프린트를 통해 물리적 접점마다 요구되는 개선점을 연령별로 확인하였다.
결론
본 연구는 Z세대의 무인매장 소비경험가치 향상을 위한 서비스디자인 전략을 제안하며 사용자 경험에 기반한 품질 요소를 도출 및 분석하였다. 그 과정에서 사용자 경험 관점의 4가지 무인매장 유형을 새롭게 제시했다는 점에서 학술적 의의를 가진다. 또한, 사용자 경험의 5가지 상위요소를 중심으로 실질적인 운영 단계에서 고려해야 할 세부적인 요소를 제안했다는 점에서 실무적 활용이 가능하다. Kano 모델과 Timko 고객만족계수를 활용해 Z세대의 소비경험가치를 위한 구체적 서비스디자인 전략을 제안하였지만 해당 전략의 실제 활용을 위해 향후 추가적인 실무 기반 디자인 연구가 진행될 필요성이 있다.Background
As a new type of retail store, unmanned stores integrated with IT technology are spreading due to job search difficulties, rising labor costs and an untouched culture caused by COVID-19. With the advent of distribution 4.0, various types of unmanned store services are expected to provide customers with new experiences and improve customer satisfaction. Therefore, this study focuses on Z Generation, called Digital Native, who are familiar with unmanned stores, and aims to analyze the factors influencing their characteristics and consumption propensity to improve the value of consumption experience value of unmanned stores.
Methods
In this study, factors of user experience on unmanned stores were defined based on literature research. By analyzing mystery shopping and journey map results - as a way of observation and direct experience - types of unmanned stores are classified to four. Based on initial research results, in-depth interviews were conducted for additional insights and to specify the experience factors for Kano Model analysis. The results of Kano Model and Timko customer satisfaction coefficient analysis were developed into service ideas and service strategies, and were visually documented into Service Blueprint.
Results
As a result of the research method analysis, experience factors such as "photographing in unmanned stores," "sharing information with other users," and "providing various contents available during waiting time" were defined as ‘attractive quality factor (A)’ for Z Generation. Based on the results, three major strategies - 1) a hyper-personalized community, 2) additional services available during waiting time and 3) trendy photo spots - were proposed for Generation Z customers. Through visually documented service blueprint, the improvements required for each physical touchpoint can be highlighted by user journey and age.
Conclusion
This study analyzed quality factors of user experience to propose a service design strategy to improve the value of consumption experience on Generation Z in unmanned stores. The study has academic significance in that it presented four types of unmanned store classification from the perspective of user experience. Also, it can be used in service design practice in that it proposes detailed elements, derived from five higher elements of the user experience, which should be considered at the working level. For the actual use of the proposed strategy, there is a need to conduct additional practice-based design research to produce visual and spatial results.
