최근 시험인증기관은 디지털 전환의 흐름 속에서 기존의 인력 중심의 시험·인증 방식을 자동화와 인공지능(AI)이 결합된 스마트랩(Smart Laboratory) 운영체계로 전환하고자 하는 노력을 지속적으로 경주하고 있다. 그러나 기존의 대표적인 인적 상호작용 중심 평가모형인 SERVQUAL 방식으로는 이러한 첨단 기술 융합형 서비스 환경의 품질 특성을 충분히 반영하기 어렵다는 지적이 제기되고 있다. 이러한 점을 고려, 본 연구는 스마트랩 환경에 적합한 시험인증기관의 서비스 품질 지표를 체계적으로 도출하고, 품질요소 간 상대적 중요도를 확인해 보는 등 새로운 첨단 기술 융합형 서비스 환경에서 요구시되는 서비스 품질평가 체계 마련을 궁극적인 연구목적으로 수행 하였다. 이를 위해 Brady & Cronin(2001)의 위계적 서비스 품질 모형을 이론적 틀로적용하여 상호작용 품질, 물리적 환경 품질, 성과 품질의 세 가지 상위기준과 아홉 개의 세부 지표를 하위기준으로 설정하였으며, 이후 AHP 기법을 활용하여, 공공조달 및 정부 납품 경험을 보유한 민간기업의 시험인증 담당 관리자와 실무자 등서비스 품질 인식에 전문성을 갖춘 산업계 응답 집단을 대상으로 각 지표의 상대적 중요도를 분석하였다. 분석 결과, 상호작용 품질이 전체 품질 구조 중 가장 높은 중요도를 보였으며, 하위 수준에서는 AI 기반 고객응대, 자동화 수준, 시스템 안정성이 핵심 요인임을 확인해 볼 수 있었다. 이러한 분석 결과는 스마트랩 환경에서 서비스 품질 인식이기술적 효율성보다 디지털 응대 역량과 운영의 안정성 등 기존 기술 중심의 품질관리에서 통합적 품질관리 방식으로 시험인증기관의 서비스 체계가 변화하고 있음을 확인해 본 의미있는 결과로 판단된다. 본 연구는 스마트랩 도입이 시험인증기관의 서비스 품질관리 방식에 가져올 구조적 변화를 선제적으로 탐색하고, 이를바탕으로 기존 시험결과 중심의 품질 관리에서 벗어나 디지털 환경 전반의 품질 요인을 통합적으로 고려할 수 있는 대안을제시하였다는 점에서 그 의의를 확인해 볼 수 있다.
